Dear Kester,
This usually is researched with the help of mystery shoppers. You can
find some publications on this topic (e.g. by Neto or Benrimoj from
Australia, or Norris in New Zealand) in literature, but since it is a
politically sensitive topic, not much has been published in this area
elsewhere.
Please note that client perceptions are closely linked with
expectations. If your study one, you also must research the other.
